The starting point.

A Journey starts in the customer interaction. Not in the course library.

It is tempting to start learning design with the question: what content do we have? A better question is: what does the employee need to do better when the customer is standing in front of them? From there, you can work backwards:

The customer interaction defines the goal. The Journey design builds the path there.

Knowing and mastering are trained and scored in the app. Doing happens in the customer interaction – where Challenges show what the employee takes on and reflects on, not the behavior itself.

The right format for the right part of the capability.

A Journey is built from five types of interactions. Order, mode, and unlocking determine how the employee moves through them.

A Journey does not need to use every format. It should use the formats the development goal requires.

Handle dissatisfaction and incidents with greater confidence.

  1. Knowledge

    The organization’s service principles, processes, escalation rules, and relevant examples are collected as the foundation.

  2. Episode

    The team understands the principles behind a good service recovery conversation.

  3. Flashcards

    Key process steps, mandates, and boundaries are reviewed.

  4. Coaching

    The employee practices specific moments: letting the customer finish, acknowledging their experience, explaining what happens now, and formulating a clear next step.

  5. Roleplay

    The AI customer is frustrated and reacts to how the conversation is actually handled.

  6. Challenge

    The employee tests a concrete behavior in a real customer interaction and reflects afterwards.

  7. Insights

    Scored moments along the way show where each employee stands. The leader follows activity, progression, and results in the trained moments.

In a Roleplay, the participant can test a phrasing, make a mistake, get feedback, and try again. That makes it possible to train even for situations that are rare, sensitive, or costly:
